The ability to capitalize on this moment requires more than adopting new technology; it demands a fundamental mindset shift. Organizations need to rethink how customer experiences are designed and delivered. The future of CX won't come from the current status quo but from those who reimagine what they want (and more importantly) need their CX to deliver to match the ever evolving customer expectations.
The next era of CX won't be defined by better deflection, another AI tool, or incremental personalization. It will be fit for purpose experiences designed for individuals, the CX stack built for orchestration and simplicity, and operating models around customer journeys instead of traditional silos.
That's what we mean by CX First.
While the initial stage of AI is focused on deflection, efficiency, and context, leaders who are thinking ahead are crafting the foundation for what comes next.
Over the last decade, CX leaders have been focused on personalization at the persona level. But we are living in a post-persona world where personalization is possible at a uniquely individual level. This requires context, which is where CX platform thinking is critically important. A complete shift in how context is used, absorbed, and passed between systems is needed. At Zoom, we believe significant value comes from conversation, which at its core is able to enrich static customer context to help drive "real" hyper-personalization vs the promises of this in the past. We are innovating our CX platform to capitalize on that context, augmented with data from other channels.
We expect that AI services will continue to explode, and multiple tools and skills will be required to drive interesting experiences. AI Harnesses - the orchestration frameworks and tooling that coordinate, govern, and operationalize these AI services - are becoming more important than ever. Too many organizations have tech stacks that are overly expansive and expensive. While we believe in open ecosystems with fit-for-purpose tools, we advocate for curated technology enablement where less is more.
A single work interface for service operations, workflow, case management, contact center, AI analytics, and beyond is a foundational requirement to lean into the progressive. Complexity removes your ability to move with agility and leads to high levels of bureaucracy.
The relationship between business and technology has never been more critical, yet in many organizations it's strained. That's a real competitive disadvantage. We see it again and again: a decision made in one silo creates costly downstream effects in another.
The answer isn't better handoffs; it's fewer of them. Organize persistent, cross-functional teams around customer journeys, with shared accountability for business, technology, and customer outcomes.
An operating model is only as real as the systems and processes underneath it. Journey teams can't own outcomes if the workflow still stops at every departmental boundary for approval, or if the customer's history lives in five disconnected tools. Two capabilities make the model work in practice:
Workflow and orchestration across the journey. Humans, AI agents, and systems need to act on a single flow of work, not pass tickets between queues. When orchestration spans the full journey, handoffs become transitions within one process instead of gaps between teams.
Long-term customer memory. Every interaction should build on the last. A persistent, shared record of what the customer said, needed, and experienced, across channels and over time, lets any team or AI agent pick up where the last one left off. This is also what makes individual-level personalization possible.
