Patient access is the front door to healthcare, and every call matters. This holds true for dental service organizations (DSOs), including US Oral Surgery Management (USOSM). USOSM is the first and largest oral surgery DSO, with 133 practices, 241 locations, and nearly 300 surgeons that are part of the USOSM group. As USOSM expanded its practices, its communication systems became increasingly fragmented. Different practices relied on different tools, leading to inconsistent call handling and routing.

 

“We had 95 different solutions, and when something didn’t work, you had 95 different series of problems that you had to troubleshoot,” said Ken Harrell, VP of IT at USOSM.

 

That fragmentation created risk at the most critical moment: the first interaction with a patient.

In the oral surgery space, referrals often include multiple providers. A missed or poor-quality call can mean a lost patient.

 

“If the patient calls, and you don't answer, their next response is to just hang up and call the next person on the list,” Ken said.

 

USOSM needed a more dependable, scalable approach to patient communication, one that could support its growth while enabling a consistent experience from the first call to the last.

 

“In healthcare, no one’s calling you because everything’s going great in their life,” Ken said. “The last thing they want to worry about is having to play phone tag or having issues on the line with you.”

A flexible platform unifies the communication experience

USOSM needed a platform that could help bridge the gap between internal operations and patient care. While evaluating potential partners, the team looked for more than just a consolidation tool—they needed comprehensive reporting capabilities and a unified view of the patient journey.

 

The evaluation boiled down to two platforms, but the difference was, as Ken describes, “night and day.” They chose Zoom for its stronger integrations and reporting capabilities, and the ability to combine UCaaS and CCaaS data.

 

“It's something that you would think would be out there in the industry, but it's not. And having that capability is huge for us,” Ken said. “We need to be able to look at that seamlessly and follow a call from beginning to end, even if it transfers from our call center to the practice.”

 

Instead of relying on multiple systems and teams at each location, USOSM implemented Zoom Phone and Zoom Contact Center across its network. These solutions help to centralize scheduling and streamline the handling and routing of patient calls so patients connect to the right person faster.

 

That shift has also made it easier to support operations at scale. With a unified system in place, teams can resolve issues faster, onboard users more quickly, and continuously improve patient management across practices.

“We moved in the middle of the day, and most people didn’t even know the change happened,” Ken said. “One thing we didn’t plan for that ended up being a win is how quickly everyone adopted Zoom and got up to speed. It unlocked our ability to do new call routings and call trees that we weren’t able to do before.”

 

That flexibility has become even more valuable as USOSM continues to expand. The organization can adapt call routing, respond to unexpected events, and build new workflows that better meet patient needs, all within the same platform.

Rapid adoption helps drive $2.7M in projected savings for USOSM

Having a unified platform in place enabled USOSM to reduce complexity across its growing network. Teams can troubleshoot issues more easily, respond more quickly, and increase capacity without adding operational overhead.

 

The shift has also contributed to meaningful financial impact. USOSM is projecting $2.7M in savings after five years, with an expected 50% reduction in costs by the end of 2026.

“It’s extremely important that the first encounter with a potential patient is dependable and can do what you need it to do,” Ken said. “Spend the time and money making sure that your phone system can do what it needs to do because it’ll make the patient experience that much better.”

“AI is important, and it has to be understood,” Ken said. “Specifically, we’re looking at ways to reduce our redundancy and deploy virtual agents that can do repetitive tasks, so we can have people focus on the things that people need to focus on.”

 

For patients, this approach can lead to a higher quality experience and issue resolution while also freeing up staff bandwidth for more complex requests.
