For Nick Scali, attention to detail has always defined the brand. Founded over 60 years ago, the Australian furniture retailer has grown from a small family business into an international operation spanning more than 130 stores across Australia, New Zealand, and the United Kingdom. Yet despite this scale, its commitment remains unchanged: delivering an outstanding customer experience at every touchpoint.

 

“As a premium retailer, it’s important for us to be at the forefront of delivering a consistent, market-leading experience,” says Angus McDonald, COO, Nick Scali. “And so the choice of technology platforms that we bring into our business is hugely important for that.”

Scaling a premium experience

Delivering what the business describes as an “affordable white glove experience” requires seamless coordination across a highly distributed operation - from retail showrooms and contact centres to delivery teams and mobile staff. To deliver that consistently, Nick Scali needed connected communications, shared context, and the agility to support customers anywhere.

 

“Being a decentralised business… we’ve got people located across all parts of the country that have to work seamlessly and in coordination with each other,” McDonald explains. “Communication, of course, is at the very core of that, and the technology that we’ve deployed with Zoom is a key enabler.”

 

But as Nick Scali expanded rapidly, early signs began to emerge that its communications infrastructure would not scale with it.

Rather than waiting for systems to fail, the business recognised the risk early - and moved decisively.

 

“We had a phone system that didn’t provide the quality or the premium experience that we would expect for our customers,” says Group CIO Eitan Schleissner. “It also didn’t give us the depth of detail we wish to see in those interactions.”

 

Customers were beginning to experience inconsistencies when connecting with sales teams, tracking deliveries, or following up on orders. Without a unified platform, customers had to work harder to get answers - putting the brand experience at risk.

 

“What we want to ensure for the customer is that it was smooth - no crackles or hisses - and that the person helping them knew what they were calling about,” Schleissner adds.

 

Turning to customers to better understand their expectations, their feedback reinforced the need to act. Small but meaningful gaps in the delivery experience were revealed, including confusion around protocols. For example, safety policy requires delivery teams to wear boots at all times, even indoors. Explaining this in advance gives customers the opportunity to prepare, such as laying down drop sheets in wet weather to protect their homes.

 

“It’s important that our team is safe when delivering your furniture. However, we should be informing our customers,” Schleissner explains.

 

For Nick Scali, these signals were clear: to maintain its premium positioning at scale, it needed a more modern, unified communications platform.

From telephony upgrade to connected customer experience platform

Already familiar with Zoom Meetings, Nick Scali initially engaged Zoom to address its telephony challenges via Zoom Phone, a cloud-based business phone system. But as the team explored the platform’s capabilities, the opportunity quickly expanded.

 

“What we saw from Zoom was that they provided more than just a phone system service or a meeting service,” says Schleissner.

Often, the customer journey begins with a simple question submitted via the website, and for Nick Scali, this first interaction is critical.

 

“One of the opportunities that we found wasn’t simply being able to contact the customer through that same service, but being able to move them to a phone call,” he explains. “Taking customers from a chat to a live phone conversation with full context for the agent creates a faster, more personal path to resolution.”

 

The rollout extended across the organisation, connecting stores, contact centres, and mobile teams into a unified, AI-first system linking the back office, front office, and customer experience.

“It wasn’t just changing our contact center, it was also putting in new phone tech across the stores, and extending it to mobile,” Schleissner says.

“It’s been a successful project where no one noticed it happened. One day it was the old system. A few hours later, it was Zoom CX,” he says.
